Read the review before drafting a defence
Start with what the reviewer actually says, including the context and date available on the platform. Distinguish an opinion from a factual allegation and identify what the business can check. Avoid assuming that a critical review is false or that a positive review proves a general level of quality. The first task is understanding the issue. A rushed response can introduce new claims that are harder to support than the original discussion.
Check the facts within an appropriate scope
Use only the information necessary to understand the reported issue, through an authorised internal process. Do not move private customer records into a public response or a broadly shared working document. A public review does not remove the reviewer’s privacy interests. If the facts cannot be established, say less rather than filling the gap with an assumption. Identify when a question requires someone with the relevant responsibility to investigate it.
Choose a response with a clear purpose
A useful response may acknowledge the experience, correct a specific documented fact or explain an ordinary next step. It does not need to settle every disagreement in public. Keep the wording focused and avoid personal accusations. Where a private follow-up is appropriate, use an existing authorised contact route rather than inventing one. Do not promise a resolution, reimbursement or service change unless the person approving the response can actually authorise it.
Do not manufacture independent praise
Creating fake customer accounts, inventing testimonials or arranging undisclosed paid reviews undermines the purpose of an accurate reputation record. A genuine request for feedback should not dictate a rating or tell a person what experience to claim. Nor should a business copy favourable language into a quotation that was never provided. If an example is fictional, label it as an illustration and keep it separate from endorsements and accounts of real client work.
Use platform processes for the issue they address
If a review appears to breach a platform rule, describe the actual suspected breach through the platform’s normal process. Unfavourable sentiment alone is not evidence of a violation. Preserve the distinction between requesting a review and guaranteeing its removal. A platform may reach a different conclusion, and the business should not misrepresent that outcome. Legal disputes and serious allegations may require qualified advice rather than an escalating exchange of public comments.
Review the response after publication
Keep a record of the approved wording and any factual basis for a correction. If new information changes the understanding of the issue, consider whether the response needs an update. Measure the process by accuracy and appropriate follow-through, not simply by whether criticism disappears. This approach does not guarantee better ratings or search outcomes. It gives the business a repeatable way to respond without sacrificing honesty, privacy or respect for the person who wrote the review.
A final working check
Prepare a response checklist that can be applied consistently to favourable and unfavourable feedback. Check factual support, privacy, authority and tone before posting. Applying the same standards to both makes it easier to notice when enthusiasm or defensiveness is pulling the wording away from the evidence.
